It's Friday morning at the office and you hear the phone ringing
incessantly. All other team members seem to have evaporated into thin air. You answer it to find a resident ranting and raving about a
mistake that occurred the day before with one of your service techs:
You find it embarrassing and try to calm her, but she won't listen. Finally, you manage to get the full story and you realize that you’re
on the verge of losing this resident’s business if something isn't done quickly. Welcome to the age of the never satisfied resident!
Imagine that you have a hard-boiled egg. The rich yellow yolk at the
center of the egg represents the solution to the resident's problem. The hardened white which surrounds the yolk represents the details
of the resident's situation, and the hard shell represents his/her
anger.
In order to get to the yolk, and resolve the situation, you must first crack the shell. In other words, you have to penetrate the resident’s anger. Then you have to cut through the congealed egg white, which means you understand the details of the
resident’s situation. Finally, you're at the heart of the situation (the yolk), where you can offer a solution to the resident's problem.
So, handling an angry resident is like cutting through a hard-boiled egg. Here's a three-step process to help you do so.
Empathize with the resident. This is different from sympathy, where you take on someone else's problem. Try to understand how the person is feeling.
Apologize and acknowledge the problem. You don't have to agree with the resident, but express regret that there is a
problem. People want to be heard, and no one's complaint is trivial. Each deserves prompt handling, so do not deal with it in a trivial manner.
Accept responsibility. Make sure something is done. Take it upon yourself to DO something. Many times, that's all that
people want: the reassurance that something will be done. People want to be helped. They want to know that you care. Use
these phrases to get that sentiment across: "How can I help you?" "What can I do for you?" "I'll make sure this message/information gets to the right person."
And in your responses, avoid these forbidden phrases:
"I don't know." It sounds as if you're closing the door on the resident, or that you're not sure what's going on in
your own office. Better to say: "That's a good question. Let me check and find out."
"We can't do that." This sentence is extremely negative. Be positive. Try this: "That's a tough one. Let's see what we can do."
"You'll have to..." sounds accusatory- Try instead: "Here's how we can help you."
Resolve the Problem. Now you’re at the heart of the egg. You won't always be able to fix the problem perfectly. And you
may need more time than a single phone call. But it's critical to leave the irate resident with the understanding that your goal is to solve the problem. Then do it. Make the phone calls. Get the information. Find out what you can do for this resident and
do it. Then follow up with the resident when you said you would. Even if you don't have all the information you need, call
when you said you would and at least let them know what you've done, what you're working on, and what your next step will be. Let the resident know that their business is important to you, that you understand their frustration, and that you're
working hard to get things fixed.
Use the tools of respect and empathy, and the "crack the egg" process and you'll not only move your professionalism up a notch - your retention rates will improve dramatically!

How to Handle Conflict in Your Work Environment
Yes, Earth Day 2013 is finally upon us, April 22nd to be exact, and we at American Waste Control are getting
pretty pumped. The whole point of Earth Day is to make people aware of how powerful our commitment can
be when all of us join together to save our resources.
Nature gives us so much...I think it’s only fitting we celebrate a little and bring an awareness of greener liv-
ing, as much as possible.
In case you didn’t know...Earth Day was started in the US by Senator Gaylord Nelson in 1970. It went inter-
national from there and in 1990, 141 countries participated in organized events to celebrate the day. Today,
Earth Day is a global event with countries worldwide taking part in the festivity.
At American Waste, we’re kicking off Earth Day 2013 by spreading awareness of what apartment residents
can do to lead a more enviro-friendly life. We’re talking small stuff without installing solar panels or raising
sheep to make your own clothes. LOL No offense to you sheep herders out there.
Anyway, here are just a few tips:
Reduce, Reuse, Recycle. If reducing the
impact of waste is the name of the game, then
be sure to follow the 3 R’s. That involves
knowing how much you use, reusing it when
you can, and Feeding me, Mr. Murph, with all
your yummy recyclables.
Go Low Energy. That means looking for low
energy products such as light bulbs, dishwash-
ers, and washing machines to purchase. Most
will have the Energy Star approval seal, so it’s
easy to do and can make a big difference in
savings.
Turn Off Electrical Products. Things that
use electricity can also waste a ton of energy.
The best thing to do is make sure they’re
turned off when not in use and even invest in an automatic system that does the job for you. Who
said you had to give up convenience?
Buy Local. When you buy locally, you’re reducing your carbon footprint. Not only are local
items fresher, they haven’t been transported across country to reach you…less fuel, less impact.
Get Involved. Be sure to support community initiatives and share the message of green living.
There are a lot of community programs springing up, so be sure to get involved and make a
difference.
You can probably come up with other ideas as well. Just use your imagination.
The more we get in the habit of doing practical things for the environment, the more it will get easier to do
and become part of our lifestyle.
Remember, we all can do something to help the earth... Green up your routine today and see what a
difference you can make.

Celebrate Earth Day 2013

Competency. Over the last few years, this buzz word has made its way into many organizations as
part of job descriptions, performance management plans, employee career path-ing, etc. Compe-
tency refers to a measurable component of an employee's behavior at work that is expected to be
demonstrated as a regular part of their job. If you are considering going down the competency path,
a couple of tips:
Define the organization's goals, values and mission first. All competencies for all positions need
to be aligned with these over anything else. Incidentally, this will actually help in process of
determining competencies.
Once you determine the competencies, define them. For example: "Team player" may be
considered as a competency, but can be interpreted many different ways. Define it with
sub-competencies that are measurable behaviors such as "Demonstrates appropriate verbal and
written communication with coworkers" or "Contributes equally to group projects." If you fail
to define vague competencies with measurable behaviors, subjectivity comes into play and per-
formance evaluations are based on opinion rather than fact.

Don't make your efforts fizzle by using an unrelated instrument for performance reviews. If your expectations of performance are
built into the competencies, then use the competencies to measure performance. For example, if you have chosen "Team player"
as a competency and defined it with sub-competencies, then those sub-competencies must appear as a metric on the performance
evaluation form and graded individually. Gone are the days of the same performance evaluation for everyone - now the evaluation
forms are specific to the position.
Once you determine the competencies for a given position, make sure you share them with the people in that position. Employees
will be appreciative to be told exactly what the company expects from them and performance management will be an easier process
for everyone!
Developing competencies is not an easy process. It is time-consuming and - well - somewhat painful. But once the process is complete
and your job descriptions, performance evaluations, career path-ing efforts and training events all speak the language of competency,
employees have a clearer sense of where they've been and where they can go!
